AI in customer support: where should you start?
A practical framework for choosing common enquiries, planning a human handoff and evaluating a pilot.
Find suitable enquiries
AI can help when a question has a practical, verifiable answer: finding opening hours, understanding a process or reaching the right contact. A complex complaint, personal situation or consequential decision often needs a person. The right scope depends on your content, team and the channels you actually enable.
Plan the handoff
An assistant should not force an answer when information is missing. Plan how to pass along the conversation and its context: what was asked, the proposed reply and why a person needs to step in. Your team should also be able to correct the information behind an inaccurate response.
- Define the questions the assistant can handle.
- Decide which situations trigger a human handoff.
- Tell people when they interact with AI and, for voice, about any applicable call recording.
Measure without promising miracles
To evaluate a pilot, review questions answered well, cases taken over by your team and mistakes to correct. Measurements are meaningful only when based on your own conversations and a defined period. Using AI alone does not establish a percentage improvement.
This guide revisits a topic from Ask Innovation’s previous blog. It does not repeat general claims of permanent availability, return on investment or compliance that would need verification for each deployment.
